Zoho Desk for Customer Support: From a Shared Inbox to a Ticket System
Customer complaints scattered across email, WhatsApp and phone calls leave the team asking "who is handling this?". A ticket system answers that question, provided it is set up properly.
Signs a shared inbox is no longer enough
- Two people reply to the same customer, or nobody does.
- You do not know how long customers wait for an answer on average.
- The same question is answered again and again in different words.
- Customer history lives only in one employee's head or phone.
If two or three of these feel familiar, a ticket system is worth considering.
What a ticket system does
Every customer request becomes one ticket with an owner, a status and a history. Zoho Desk brings requests from several channels into one view, such as email, web forms and chat. Availability of particular channels, including social media and phone, depends on edition and configuration, so first check which channels you need most.
Start with five decisions
- Channels: pick the channels your customers actually use. Two channels handled well beat six that are neglected.
- Categories and priorities: keep them few, for example five categories. Too many will not be filled in correctly.
- Ticket assignment: automatic by category or rotation, so a new ticket has an owner at once.
- Response targets (SLAs): set realistic targets for first response and resolution, then set alerts before targets are missed.
- Canned replies: store answers to frequent questions, and tidy them every month.
A knowledge base: fewer unnecessary tickets
When the same question keeps coming up, write the answer once as a help article. Customers can find it themselves, and the team can link to it in replies. Start with the top ten questions, not a hundred articles.
Connect it to the CRM
A support team that can see a customer's purchase history and sales conversations answers more accurately, and salespeople know when a customer has a problem before offering a new product. That is why Zoho Desk is often installed with Zoho CRM. Decide early which data is shared between the two.
Numbers worth tracking
- First response time.
- Time to resolve a ticket.
- Open tickets past their target.
- The most frequent ticket topics, as input for product fixes and the knowledge base.
These numbers can appear in Zoho Analytics next to sales data.
A common trap
The team uses Zoho Desk but keeps replying through personal WhatsApp, so tickets do not reflect reality. Decide how WhatsApp is handled, and train the team to always record conversations in the ticket. For WhatsApp options and limits, read connecting WhatsApp to Zoho CRM.
